THE SHORT ANSWER

Plan lost devices, expired links and safe escalation before users need them.

Make recovery a normal journey

People replace phones and forget how they registered. Map failed sign-in to safely restored access. Explain the next step without disclosing another person’s account details. Avoid assuming the user still controls the lost device. Recovery is part of everyday usability, not an exceptional problem left entirely to improvised support.

Define sufficient verification

Choose appropriate checks for the risk of the account. Keep sensitive verification logic on the server. Do not collect identity documents simply because an improvised workflow lacks a better plan. Establish the method and responsible support role before launch, and ensure recovery does not silently bypass the protection used at normal sign-in.

Handle token failures

Define expiry and reuse rules, and provide a route from an invalid link to a fresh attempt. Consider session revocation after sensitive changes. Test a link opened on another device and the return to the app. A valid token does not help if the person cannot finish the intended action.

Give support a playbook

Document what staff can change, required checks and escalation. Test attempts to persuade support to skip verification. Investigate failures without putting secrets into logs. The objective is to restore legitimate access while preventing recovery from becoming a simpler route into someone else’s account.

PUT IT INTO PRACTICE

Your next working session.

  • Map lost-device cases
  • Define support authority
  • Test expired links

Bring one real, anonymised example to the discussion. Work through the choices above with the person responsible for the outcome, record the unresolved questions and agree who will investigate them.
